A transcript is not a case
A long transcript may prove what was said, but it still asks the employee to reconstruct the issue. A useful handoff identifies the caller's goal, what was verified, the records checked, actions attempted, and the reason the agent stopped. It should link back to the source material and make uncertainty explicit.
Route by decision, not only by department
A billing dispute, a clinical question, and a damaged utility line need different owners and urgency. Define the point at which an agent must pause and which team can actually decide the next step. A transfer without the right destination is another delay disguised as progress.
Use exceptions to improve the system
Review the handoffs that repeat. Some reveal missing knowledge; others expose conflicting records, a broken process, or authority that was never clearly assigned. Fix the underlying route or data before expanding the agent's scope. The human path is both a safeguard and a source of product learning.
