Start with the caller's actual need
People rarely call in the language of an internal workflow. They describe a confusing bill, a service that stopped working, or an appointment they cannot arrange. The agent's first job is to understand the request and ask only the questions needed to identify the right path.
Before sharing account details, it should follow the organization's identity rules. Then it can consult approved knowledge and live records rather than relying on a generic answer that may not fit the customer.
Resolve within a boundary
An inbound agent might compare two invoices, offer an eligible appointment slot, or guide a permitted technical check. Each action needs a source, a permission, and a way to confirm the result. If the records conflict or the request becomes sensitive, the agent should stop that path and route the caller appropriately.
Let the handoff continue the work
A transfer should carry the request, the verified identity state, the records consulted, steps attempted, and the unresolved question. The person taking over should be able to continue, not begin the interview again. That is how a voice experience becomes part of a service workflow.
